Why a QA sample leaves gaps
Most quality teams review a small sample of calls per agent each month. The sample is fair to the agent on average, but the call that matters is rarely in it: the customer who said they would cancel, the agent who quoted the wrong refund policy, the promise nobody kept.
Those calls surface later as a complaint, an escalation or a customer who quietly leaves. By then the recording has been sitting in storage for weeks. Recording a call is not the same as knowing what happened on it.
Callens reads every recorded call. That changes the QA question from which calls to listen to into which of the scored calls deserve a human's time.
Scorecards per department
A billing desk, a technical support line and a retention team should not be scored on the same form. Callens scorecards use each department's own criteria and weights.
Criteria come in two kinds, and the scorecard shows the difference. A judged criterion, such as whether the agent confirmed the customer's issue before troubleshooting, shows the quote it rests on. A measured criterion, such as talk ratio, open questions, interruptions or the longest monologue, shows the number. Callens computes 22 conversation measures on every call from word-level timings, not from a language model, so a measured score can be checked rather than argued over.
Risks, and the calls to open first
Every call is checked for five types of risk, each graded low, medium or high:
- Churn: a customer who mentions cancelling or moving to another provider.
- Compliance: an agent who skips a required statement or promises something policy does not allow.
- Competitor: another company named on the call.
- Pricing: a dispute about a charge, a fee or a renewal price.
- Expectations: a customer who was told something the team cannot deliver.
Callbacks and promises made to customers
Support calls are full of small promises: I will call you back tomorrow, the refund will be processed by Friday, a technician will visit this week. Callens lifts each commitment out of the call, with what was promised, by whom and by when, into one team queue that a team leader can work through.
Signed webhooks (HMAC-SHA256) fire when a call completes, when a high risk is found, on a policy breach or on a low score, so a ticketing or workflow system can open a case without anyone polling for it.
Finding a pattern across calls
When a new product fault appears, the question is how many customers mentioned it and how they described it. Callens search finds the moment something was said, however it was phrased. Chat answers questions across every call the user is allowed to open and says where each part of the answer came from.
A saved search can become an email alert. The email carries a count of new matches, never the content. Any filtered list of calls exports as CSV, and any call exports as a PDF report.
Languages, roles and audit
Contact centers serving the region often take calls in more than one Arabic dialect and in English on the same day. Callens supports Egyptian, Saudi and Emirati Arabic and English, set per organization or per employee, and names every speaker instead of labelling them speaker 1.
Access follows five roles: owner, admin, manager, reviewer and viewer, built from individual abilities, so a QA reviewer can read calls, play recordings, correct speakers and export reports without administering the account. Tenant isolation is enforced at the database, every change is logged field by field, and recording access has its own audit trail.
